Design around the next decision.
For each stage of a case, ask what the agent needs to decide next. Surface the customer context, entitlement, recent activity, related orders, and recommended actions that support that decision. Do not expose every available field simply because the data exists.
Reduce navigation before adding automation.
Automation cannot compensate for an experience that makes common information difficult to find. Start by measuring tab switches, searches, copy-and-paste steps, and time spent waiting on another system. Removing one repeated detour often creates more value than adding another notification.
Use embedded experiences selectively.
A Canvas App or custom page can create a focused experience inside Dynamics 365, especially when it combines data from multiple sources. Keep ownership and support in mind: the embedded experience should simplify the agent’s work without becoming an application hidden inside another application.
Measure adoption through behavior.
- Average handling time by case type
- Transfers and escalations
- Reopened cases
- Knowledge usage
- Steps required for the most common outcomes
